A través del tiempo, la calidad en el servicio ha sido parte de los negocios, pero solo
recientemente se ha concebido como una parte fundamental de la estrategia de negocios para
promover el crecimiento económico, la sostenibilidad y la construcción de una relación a
largo plazo con los clientes. Por tanto, es de gran importancia para los negocios la medición
de su desempeño para así poder evaluar e implementar estrategias que sirvan a su propósito,
ofrecer un óptimo servicio a los clientes.
A lo largo de los años, muchos modelos han sido creados para medir la calidad en el
servicio; un modelo en particular, SERVQUAL, es el más usado y aceptado. A pesar de su
popularidad en el ámbito mundial, en Perú, este modelo no ha sido validado en el campo
académico para medir la calidad del servicio en el sector transporte urbano moderno en Lima
Metropolitana.
El presente estudio tiene por objetivo el validar el modelo SERVQUAL aplicado al sector
transporte urbano moderno en Lima Metropolitana y medir el impacto de cada dimensión en
la calidad percibida.
Por tanto, esta investigación provee de evidencia empírica de la relación e impacto entre
las dimensiones SERVQUAL y la calidad percibida en el sector. Los resultados indican que
todas las dimensiones del modelo escogido, tanto en su conjunto como individualmente,
tienen un impacto positivo en la calidad percibida. Además, la investigación provee evidencia
de una herramienta validada para medir y diagnosticar el nivel de calidad del servicio en el
sector transporte urbano moderno en Lima Metropolitana.
Throughout time service quality has been a part of business, but only recently it is conceived as a fundamental part of a business’ strategy to promote economic growth, sustainability and long term relationship with customers. It is therefore of great importance for a business to be able to measure its performance to correctly assess and implement strategies that will serve its purpose in offering optimal service quality to its customers. Throughout the years many models have been created for measuring service quality; a particular model, SERVQUAL, is the most widely used and accepted. Despite its worldwide popularity, in Peru, this model has not been validated on an academic level for measuring service quality in the modern urban transport sector of Metropolitan Lima. This study has the objective of validating the SERVQUAL model applied to the modern urban transport sector of Metropolitan Lima and measuring the impact of its dimensions on its perceived service quality. This research therefore provides empirical evidence of the relationship and impact between SERVQUAL’s dimensions and the perceived service quality in the sector. The results indicate that all dimensions of the chosen model, both as a whole and individually, have a positive impact on the perceived service quality. Furthermore, the research provides evidence of a validated tool to measure and diagnose the level of service quality in the urban transport sector of Metropolitan Lima.
